REVIEW REPLIES

Reply to mixed feedback with equal care

A review can praise the staff and criticise the process in the same paragraph. A useful reply recognises both parts, rather than responding only to the compliment or treating the whole review as negative.

A practical workflow

  1. Read the entire text

Identify the positive detail and the concern. Star rating alone may not capture the customer’s actual message.

  2. Acknowledge both

Thank the person for the helpful observation and address the concern respectfully. Avoid making an unverified promise about a fix.

  3. Choose the next step

If follow-up is needed, give a practical support route. Keep customer-specific discussion out of the public reply.

Avoid this mistake

Do not let a reply template erase the concern because the review includes positive words.

What to check

Check whether a reader can see that the business understood the complete review.

Check the publication boundary

A reply draft and a public response are different states. Publishing to Google requires approved application setup and an authorised Business Profile connection. If those are unavailable, do not describe the draft as sent. Optional automatic replies should have an explicit owner policy and ongoing checks. The business remains responsible for the wording published under its name.
